A tiered service model for a digital multimedia contact center assigns an entering contact to an initial service tier based on routing criteria for the contact and may escalate or de-escalate the contact to a different service tier if the routing criteria changes. The routing criteria is initially determined based on a media type associated with the contact. The digital multimedia contact center contains a set of media routers, each of which passes a contact of a particular media type to a workflow engine which executes workflows to direct the processing of contacts at service tiers that require agent activity. Agents are allocated to contacts by a dynamic automate contact distributor and the appropriate media router is used to route the contact to an agent. The workflow engine also executes workflows for agents to control the allocation of agents to contacts.

L'invention concerne un modèle de services en paliers destiné à un centre de contacts multimédia numérique attribuant un contact d'entrée à un palier de service initial en fonction de critères d'acheminement dudit contact, et pouvant faire passer ce contact à un palier de service supérieur ou inférieur différent lorsque lesdites critères d'acheminement changent. Les critères d'acheminement sont déterminés à l'origine en fonction du type de média associé au contact. Le centre de contacts multimédia numérique comprend un ensemble de routeurs de média, chacun d'eux passant un contact d'un type de média particulier à un moteur de flux de travaux qui exécute lesdits flux de travaux afin d'orienter le traitement des contacts au niveau de paliers de services requérant l'activité d'un agent. Des agents sont attribués aux contacts par un distributeur de contacts automatique, et le routeur de média approprié est utilisé pour acheminer le contact vers un agent. Le moteur de flux de travaux exécute également des flux de travaux pour des agents afin de commander l'affectation d'agents aux contacts.
